Respond within 24 hours - always
Speed does more for you than eloquence. Google surfaces recent activity, and prospective guests read timestamps. A thoughtful reply the next morning reads as a well-run restaurant; the same reply three weeks later reads as damage control.
Answer positive reviews too. A profile where only complaints get replies looks defensive.
The four-part structure that works
Every good response does the same four things, in this order: thank them, name the specific issue, state what changes, and move the conversation offline.
Keep it to 3–4 sentences. Long replies signal argument. And never lead with "We're sorry you feel that way" - it reads as contempt to every reader.
Script: slow service
"Thanks for telling us, Marcus. A 40-minute wait on entrées isn't our standard and we know it cost you your evening. We were short two on the line Saturday and have since added a weekend cook. I'd like to make it right - please email me at hello@example.com. - Dana, GM"
Script: food quality or a wrong order
"This one stings - the brisket going out dry is on us, not on you. We've retrained the carving station on hold times and changed how long trays sit. Reach out at hello@example.com and your next visit is on me. - Dana, GM"
Script: rude staff
"Thank you for the honest feedback. How our team speaks to guests matters more to us than anything on the menu, and what you described isn't acceptable. I've spoken with the team directly about Friday night. I'd genuinely like to hear the full story - hello@example.com. - Dana, GM"
Never name, blame or defend a specific employee publicly. Handle personnel privately, always.
When the review is fake or abusive
Google removes reviews that contain profanity, hate speech, personal information, off-topic content, conflicts of interest, or come from someone who was never a customer. It does not remove reviews just because they're unfair.
Report it through your Business Profile, then still post a short neutral reply: "We can't locate a visit matching this and have asked Google to review it. If we're wrong, please contact us directly." That reply is for future readers, not the reviewer.
The real fix is volume
The durable answer to a difficult review is a steady flow of honest guest feedback-QR cards at the table, review links on receipts, and a consistent request after a real visit.
That's exactly what our review management service handles as part of a broader outsourced marketing department.
